15 years in IT support: becoming a key player in digital transformation

After fifteen years in IT support, discover how listening to users, documenting solutions and supporting change can make IT support a genuine contributor to digital transformation.

By Fils Mery MONGO

Over fifteen years in IT support, the most instructive incidents have not always been the most complex. A recurring request, a procedure understood differently, or a feature that users work around can reveal a more significant obstacle than a spectacular outage.

Support sits at the intersection of tools, processes, and people. It sees where digital transformation creates value, but also where it creates confusion, stress, or additional work.

This position does not make support the owner of the entire digital transformation. It gives support a specific responsibility: turn what it observes into reliable knowledge, useful documentation, improvement priorities, and actionable feedback.

Here is a practical method for moving from day-to-day resolution to a lasting contribution to tool adoption.

Why IT support spots problems before dashboards do

Dashboards show what the organization planned to measure. IT support receives what users cannot accomplish: denied access, unclear procedures, missing information, repetitive tasks, or tools that do not match the real work. These requests provide a valuable operational signal.

One ticket describes an incident. A series of similar requests often reveals a broader difficulty: insufficient training, missing documentation, unsuitable configuration, or a process that has become too complex. Support does not decide the strategic response on its own, but it can make these signals visible to the appropriate decision-makers.

This observation complements technical indicators: where do people hesitate, which tasks slow them down, and what workarounds do they use to keep working? By grouping this information, support helps the organization distinguish a one-off problem from a lasting barrier to adoption.

Move from incident resolution to root-cause analysis

Closing an incident quickly remains essential. However, solving the same problem ten times is not a sustainable improvement. Support becomes a transformation driver when it distinguishes the immediate response from the underlying analysis.

  • Identify the most frequent incidents;
  • identify the teams or process stages most affected;
  • separate technical defects, unclear procedures, and training needs;
  • flag issues that require a governance decision.

Hypothetical example: after a document workspace is deployed, users ask every week how to share a file with an external partner. Support can document the scenario and submit an evidence-based proposal to the security owners. The decision on permissions does not belong to support, but the quality of the signal raised still depends on its work.

Document knowledge to reduce dependence on individuals

Documentation prevents an organization from depending on one person’s memory. A useful solution records the context, symptoms, confirmed cause, resolution steps, limitations, and verification date.

Fils Mery MONGO’s documented professional experience includes writing user guides, providing training, and helping people become more digitally self-sufficient. An effective guide starts with a real task, uses the language of the people concerned, and explains when to ask for help.

A knowledge base can distinguish the short answer intended for the user, the detailed procedure intended for support, and the configuration decision that explains how the system works. This separation makes updates easier and reduces the risk of an outdated procedure continuing to circulate after a migration.

Reduce user stress before driving adoption

A technical change may seem simple to the team that prepared it and unsettle the person discovering a new screen in the middle of the workday. Stress increases when users do not know what is changing, why it is changing, or whom to contact.

Support can act before deployment: collect questions, test instructions, prepare a first-line response, and flag scenarios that are not sufficiently covered.

This presence does not replace management communication or role-specific training, but it makes the transition more predictable. Microsoft notes that training and adoption should connect new tools to business outcomes, provide ongoing support, and evolve through feedback.

Turn recurring requests into improvement priorities

Not every repeated request justifies a project. Some result from missing information; others from an incorrectly assigned permission, a technical defect, an unclear interface, or a process that no longer fits the work.

  • Frequency and nature of the request;
  • people affected;
  • associated time or risk;
  • likely cause;
  • owner of the decision;
  • measure of the outcome.

Support provides the facts. Business owners set priorities. The technical team assesses feasibility and risks. This division of responsibility prevents support from becoming the implicit owner of every improvement.

Pilot with representative users

A useful pilot includes representative profiles: frequent and occasional users, teams with different constraints, independent users, and people who will need more support.

Documented experience participating in migrations and deployments involving several hundred workstations and accounts highlights the value of a controlled scope.

Support can observe pilot incidents, improve guides, and prepare escalation scenarios before the rollout expands. Microsoft recommends preparing training early, adapting it to the relevant audiences, and connecting exercises to the tasks people actually perform.

Measure adoption and close the feedback loop

An installed tool is not necessarily an adopted tool. Useful measurement combines actual usage, successful completion of priority tasks, request volume, satisfaction, resolution time, and continued use of former practices.

  1. Observe usage and requests;
  2. classify difficulties;
  3. share the findings;
  4. apply a targeted action;
  5. measure whether the difficulty decreases.

Microsoft recommends measuring adoption progress, gathering feedback, and addressing gaps. Support contributes through its day-to-day data without replacing the business indicators owned by process leaders.

What support can influence and what belongs to governance

IT support can influence diagnostic quality, guide clarity, escalation speed, detection of recurring issues, identification of training needs, and the quality of feedback after a change.

Governance, management, and business owners remain responsible for objectives, budgets, security policies, data, process changes, and success criteria. Support becomes influential when it directs documented information to the right decision-maker, not when it accepts responsibilities without a mandate.

A practical seven-step method

  1. Collect signals: incidents, questions, and workarounds.
  2. Identify recurring patterns: distinguish isolated issues from systemic ones.
  3. Document the scenario: task, context, and confirmed cause.
  4. Choose the right owner: support, technical, security, business, or management.
  5. Test an improvement: guide, training, configuration, or pilot.
  6. Measure the effect: usage, requests, and task success.
  7. Update the knowledge: remove what has become obsolete.

This method creates a reliable path between user experience and organizational decisions. Each step should produce usable information, not another administrative layer.

Key takeaways

IT support observes digital transformation where it becomes concrete: in daily tasks, hesitation, incidents, and learning. Its contribution becomes strategic when it turns these observations into documentation, evidence-based priorities, training, and measurable feedback loops.

Support does not lead the transformation alone. Governance sets direction, business owners decide how processes should work, and management supports change. Support connects these decisions to the reality experienced by users.

“IT support becomes a transformation driver when it goes beyond resolving incidents and turns recurring difficulties into knowledge, improvement, and user support.”
